How to respond to negative Google reviews

By the Revurank teamUpdated

Short answer

Reply within a day or two. Thank them, apologise for their experience without arguing, mention the specific issue, say what you’re doing about it, and give a direct way to contact you. Keep it to three or four sentences. Only reviews that break Google’s policies, like spam or fake reviews, can be removed.

Why your reply matters more than the review

A negative review is read by the person who wrote it once, and by every future customer who checks you out. They’re not expecting perfection. They’re looking at how you behave when something goes wrong. A calm, specific reply tells them you’re a business that fixes problems.

A five-part reply formula

  1. Thank them by name. “Hi Tom, thanks for letting us know.”
  2. Apologise for their experience. Say sorry for how it felt, without arguing the details or admitting legal fault.
  3. Show you understood. Mention the specific issue so it’s clear you read it.
  4. Say what you’re doing. One sentence about the fix or change, if there is one.
  5. Take it offline. Give a direct way to reach you: a phone number, email or name.

Keep it to three or four sentences. Long replies read as defensive.

Examples for common complaints

They arrived late

Review, 2 stars“The crew showed up an hour late and nobody called.”

Reply“Hi Tom, we’re sorry we kept you waiting without a call. That’s not how we want anyone’s day to start. We’ve changed how we update customers when a job runs over. Please call us on the number on our profile so we can make it right.”

A staff member was rude

Review, 1 star“The receptionist was dismissive and made me feel like a bother.”

Reply“Hi Ana, thank you for telling us. Everyone who walks in should feel welcome, and we’re sorry that didn’t happen. I’ve shared this with our team. I’d really like to hear more, so please email me directly at the address on our profile. — Priya, Owner”

They think it was too expensive

Review, 2 stars“Way too expensive for what it was.”

Reply“Hi Jordan, thanks for the feedback. We always aim to quote clearly before we start, and we’re sorry the price felt high. We’d be glad to walk you through what was included. Please give us a call.”

You don’t think they were a customer

Reply“Hi, we take all feedback seriously, but we can’t find a record of your visit. Please contact us directly so we can look into this.” Then report the review if it breaks Google’s policies.

What not to say

When a review can be removed

Google removes reviews that break its policies, including spam and fake reviews, reviews from someone with a conflict of interest (like a competitor or former employee), off-topic content, and offensive or harassing language. You can report a review from the Reviews section of your Google Business Profile. Honest negative reviews won’t be removed, so the best response is a good reply and more reviews from happy customers.

Catch problems before they become reviews

The best negative review is the one you hear about privately first. When you ask for feedback right after the job, unhappy customers can tell you directly and you get a chance to fix it. Keep your Google link visible to everyone when you do this, because Google doesn’t allow screening people out.

Questions

Should I respond to every negative review?

Yes. Future customers read how you handle complaints, often more closely than the complaint itself. A calm, helpful reply can make a bad review work in your favour.

How quickly should I reply to a bad review?

Within a day or two. Waiting weeks looks like you don’t care, but replying in the heat of the moment can make things worse. Take a breath, then reply the same day or the next.

Can I delete a negative Google review?

No. Only Google can remove reviews, and only ones that break its policies, such as spam, fake reviews, conflicts of interest, off-topic or offensive content. You can report those from your Google Business Profile.

Should I offer a refund in my reply?

Don’t make offers publicly. Invite the customer to contact you directly, then sort it out privately. Public offers can look like you’re paying for reviews to change.
